We went through four years of our own support work, every ticket and every client email, to find out what businesses really need once their store is live. These are the 30 types of request we handle, grouped into five themes, with how often each comes up and what it's worth.

What the numbers show

  • Only about a third of requests are fixes. The rest is changes, growth work, launches, compliance and advice.
  • Growth work is rising. In 2022–23 requests were mostly snag lists. In 2025–26 they're mostly conversion, SEO, speed and accessibility roadmaps.
  • Small changes are the biggest single type, at about 200 tickets. They're quick, frequent jobs that keep a store polished.
  • Seven request types only show up in email, including tariff changes, returns rules, and billing and quotes. Advice rarely becomes a ticket.
  • Launches create the most email. Support starts on day one, before the first ticket is raised.

Hours are used in 15-minute blocks. Unused hours don't roll over. We tell you before a job would take you over your hours, and nothing extra is billed without your approval.

Plan terms

The details people ask about before they sign up.

Do unused hours carry over?

No. Hands-on hours reset on the first of each month. Unused hours are not carried over, refunded or saved up for development projects, and they cannot be pooled across months or across stores.

Hours are used in 15-minute blocks. If a job would take you over your remaining hours we tell you first, and you choose whether to wait for next month, move up a plan, or have the extra time quoted at £120 an hour. Nothing extra is billed without your approval.

Is there a minimum commitment?

No fixed term. Plans run month to month and are billed monthly in advance.

Cancel or change plan with 30 days' notice. Your plan renews automatically each month at the same price unless you tell us otherwise, and we give at least 30 days' notice of any price change. If you cancel part way through a month, the plan runs to the end of that month and unused hours are not refunded.

What are the response times?

A response is a reply from the person handling your request, with what we have found so far and what happens next. It is not the same as a fix. Fix times depend on the problem, and we keep you updated until it is resolved.

Working hours are 9am to 5.30pm UK time, Monday to Friday, excluding bank holidays. Priority includes evening and weekend cover for P1 issues only. On Essential and Standard, a P1 raised out of hours is picked up at the start of the next working day.

Exceptions and edge cases

  • One plan covers one store. Additional stores and custom apps are priced separately.
  • Anything that takes more than about 2 hours, or builds something new, is quoted before it starts at £120 an hour rather than taken from your hours.
  • Where a problem sits with a third-party app, host, payment provider or the platform itself, we diagnose it and deal with the vendor. Time spent waiting on the vendor does not count against your hours.
  • Platform outages are outside our control. We tell you what has happened and what, if anything, you need to do.
  • Work you ask us to do out of hours that is not a P1 is quoted separately, on any plan.

Support keeps a live store running. The Growth Subscription keeps improving it. Most stores need one or the other, not both.

What's included in the support package?

Every plan includes monitoring, a watch on platform deadlines, vendor liaison and advice by email, plus hands-on hours each month for fixes and small changes: 3 hours on Essential, 6 hours on Standard, 10 hours on Priority. Work beyond those hours is £120 an hour, always quoted first.

How quickly do you respond to issues?

It depends on the plan. For a critical issue such as checkout or the site being down, Essential gets a first response within 4 working hours, Standard within 1 working hour, and Priority within 1 hour, including evenings and weekends. A response is a reply from the person handling it, not a fix. Response times for lower severities are in the plan terms.

Do unused hours carry over?

No. Hands-on hours reset on the first of each month. Unused hours are not carried over, refunded or saved up for development projects, and they cannot be pooled across months or across stores. Hours are used in 15-minute blocks. If a job would take you over your remaining hours we tell you first, and you choose whether to wait for next month, move up a plan, or have the extra time quoted at £120 an hour. Nothing extra is billed without your approval.

Is there a minimum commitment?

No fixed term. Plans run month to month and are billed monthly in advance. Cancel or change plan with 30 days' notice. Your plan renews automatically each month at the same price unless you tell us otherwise, and we give at least 30 days' notice of any price change. If you cancel part way through a month, the plan runs to the end of that month and unused hours are not refunded.

Do you provide regular reports?

Yes. Every plan includes a monthly summary of what was done, what's next and where your hours went, and a health audit: yearly on Essential, twice a year on Standard, quarterly on Priority.

Can I customise the support package?

The three plans cover most stores. Additional stores and custom apps are priced separately, and if you need more hands-on hours we can move you up a plan or quote the extra work at £120 an hour.
